How to reply to a negative review of your hotel
The four-part structure we use, three real examples and what to do when the review is fake.

A negative review answered well sells more than ten five-star reviews left unanswered. The person reading is not judging the mistake: they are measuring how you react.
The four-part structure
- Thank them and name the fact. No “buts”. “Thanks for writing, Laura. You are right: the air conditioning in 204 failed that night.”
- Explain without excuses. One sentence. What happened, not the whole story.
- Say what changed. This is what the future guest reads. “We replaced the unit the following week.”
- Take it off the platform. A direct channel, without arguing in public.
Four to six lines. Never longer than the review.
Three typical cases
“The room did not look like the photos”
This is a signal, not an attack: your photos are outdated or oversold. Acknowledge it, say you updated the photos, and actually update them.
“Service was slow”
It almost always happened in high season. Acknowledge, explain in a line and say what you adjusted (more staff on that shift, different breakfast hours).
“Overpriced for what it offers”
Do not argue about price. Explain what is included and thank them. The reader decides.
When the review is fake
- Reply anyway, calmly and in public, noting you cannot find a booking under that name and offering to check.
- Report it to Google for policy violation. Once, with an argument.
- Do not ask your team to bury it with fake reviews. Google spots the pattern and the cure is worse.
How fast you reply matters
Replying within the first 48 hours sometimes gets the guest to edit or soften the review; after a week, almost never. And someone comparing hotels today sees that you reply quickly, which counts as much as the rating.
One owner, a five-minute daily check, and one rule: negatives get answered the same day, positives within the week. All of them get answered.
A base template (to adapt, not to copy)
Hi {name}, thank you for taking the time to write. You are right about {specific problem} and we are sorry it happened during your stay. {What we changed}. If you would like to tell us more, write to us at {channel}: it helps us keep improving.
What never works: “we are sorry you did not enjoy it”, “this is the first time this happens”, “our other guests think differently”. They read as defensive and people notice.
How to ask for reviews without being pushy
- Timing: at check-out, when the guest says they had a good time, or 24 hours later on WhatsApp.
- Direct link: the one that opens the review box, not the listing. Every extra step loses people.
- Once only. Insisting produces bad reviews.
- Never offer anything in exchange. It violates Google policy and can cost you the listing.
